If you run a growing B2B company, you have probably heard that you need a customer success manager, and you may not be sure what that person would do all day. For the full picture, read our complete guide to [customer success strategy](https://www.finemediabw.com/blog/customer-success-strategy).

A customer success manager owns the relationship after the sale and works to make sure each customer reaches the outcome they bought your product for.

This article is for CEOs, founders and revenue leaders deciding whether to hire the role or reshape it. It explains what a customer success manager does, the skills that matter, how the role differs from account management and support, and how it changes as your company grows.

| **Customer Success Manager** A customer success manager is the person who guides customers through the post-sale part of the customer journey, helping them adopt the product, reach their goals and renew. |
| --- |

## What a customer success manager does across the customer lifecycle

![One route through five steps in three stages: start, protect and grow.](https://www.finemediabw.com/hs-fs/hubfs/Blog/Customer%20Success/Awareness/Customer%20Success%20Manager%20-%20What%20the%20Role%20Is%20and%20What%20It%20Does/cs03-csm-lifecycle-path-blog-1600x900.png?width=1600&height=900&name=cs03-csm-lifecycle-path-blog-1600x900.png)

The role is most common in SaaS and other subscription business models, where revenue depends on customers renewing. It follows the customer lifecycle. [HubSpot's guide to the role](https://blog.hubspot.com/service/customer-success-manager) describes a customer success manager as someone who guides customers through the post-sale phase of the customer journey. In practice, the key responsibilities fall into five jobs.

### Onboarding sets the customer up to succeed

The first job is getting a new customer to their first win. The customer success manager agrees on desired outcomes with the buyer, runs the kickoff and works at ensuring customers hit their first milestone, with the right people trained.

A clear start gives every later conversation something to point back to, and it sets expectations for new clients from the first week.

### Adoption and customer engagement turn a purchase into a habit

Product adoption is the second job. The manager watches how people use the product, shows teams the features that match their customer goals, and steps in when usage drops. Customer engagement is the early signal here, and proactive engagement means reaching out when usage dips, before the customer asks for help.

### Health monitoring catches risk early

Third, the manager keeps an eye on account health. Health scores combine usage, support activity, sentiment and contract dates into one view, so the customer success team can see which accounts need attention. Usage data is the main way to identify churn risks, which is why the manager watches logins and feature use closely.

The manager runs a plan for any account that turns red and works with internal teams when the fix sits outside their control. Managers create reports on those accounts so leadership stays aware of the risk.

### Renewals protect the revenue you already earned

Fourth is renewal. A good manager starts the renewal conversation long before the contract date, so that the decision rests on results the customer has already seen. Regular business reviews, often held quarterly, are the usual tool: the manager shows how product usage lines up with the client's business goals and makes the case for renewal.

Customer retention is the direct result of the first three jobs done well, and customer satisfaction is what you see along the way. A manager also advocates for the customer inside the company, which can influence the terms of a renewal.

### Expansion handoff grows the account

The fifth job is spotting growth, a quiet source of revenue generation. When a customer needs more seats, another product or a higher tier, the manager recognizes the upsell opportunities and hands them to the sales team or owns them directly, depending on how your company is set up.

Many companies keep the commercial negotiation with sales and leave the customer conversations and the business case to the manager.

These are the key responsibilities in any customer success manager job description. Across all five, the manager also acts as the voice of the customer inside the company.

HubSpot's guide says the role surfaces customer feedback to product, sales and leadership teams, which is how customer needs and customer expectations reach the people in product management and sales who build and sell the product.

## The skills a customer success manager needs

The job asks for a mix of soft skills and commercial judgment. These are the required skills for the most important tasks in the role. Product knowledge helps, but the habits below do most of the work.

### Relationship building and communication

Strong relationships are the foundation of the role. A manager has to build relationships with executives and daily users alike, which takes excellent communication skills, active listening and emotional intelligence.

Relationship skills like these create lasting relationships, and fostering long term relationships is what keeps a customer renewing. Customers talk more openly to someone who listens before they pitch.

### Problem solving and business acumen

Customers rarely ask for what they need in plain words. A good manager reads the situation, resolves issues quickly and connects product capabilities to the customer's business goals. That is business acumen: understanding the customer's business model and where your product fits into it, so the customer gets the most value from it.

### Data fluency and customer relationship management

Managers read usage data, create reports and keep notes and tasks in a customer relationship management system. The abbreviations are easy to mix up: CSM is the person, customer success manager, while CRM is the software that holds the account record.

### Prioritization, project management and internal collaboration

A manager serves many accounts at once, so prioritization is a daily skill. Project management matters too, because the manager coordinates the customer journey across onboarding, training and renewal.

Internal collaboration matters just as much. When challenges arise, most are solved by other members of the product team, the support teams or sales, not by the manager alone.

## How a customer success manager differs from account management and support

![A table comparing success manager, account manager and support agent on main goal, timing and measure, with main goal highlighted.](https://www.finemediabw.com/hs-fs/hubfs/Blog/Customer%20Success/Awareness/Customer%20Success%20Manager%20-%20What%20the%20Role%20Is%20and%20What%20It%20Does/cs03-csm-role-matrix-blog-1600x900.png?width=1600&height=900&name=cs03-csm-role-matrix-blog-1600x900.png)

The three roles overlap, which is why leaders confuse them. The titles overlap too: you will also see client success managers, and the work is much the same. The clearest way to separate them is by what each one is paid to protect.

| | Customer success manager | Account manager | Support agent |
| --- | --- | --- | --- |
| Main goal | Customer outcomes, adoption and renewal | Revenue growth in the account | Resolving the issue in front of them |
| Timing | Proactive, over the whole lifecycle | Around contracts and quotes | Reactive, when a request arrives |
| Typical measure | Health, retention and expansion | Quota and bookings | Resolution and satisfaction |

### Customer success manager versus account manager

An account manager is usually measured on revenue and focuses on the next deal. [Zendesk's guide to the role](https://www.zendesk.com/blog/customer-service/customer-success/customer-success-manager) puts it this way: customer success managers don't focus on winning the next account or putting out individual fires.

The two roles still work together, and in smaller companies one person often does both. Account management is a sales skill set; customer success is an outcomes skill set.

### Customer success manager versus support

Support answers requests as they arrive. HubSpot's guide says customer service is transactional, focused on solving and closing tickets as quickly as possible, while customer success anticipates problems before they happen.

The manager is the primary point of contact for key accounts. They use support patterns to spot trouble early and offer the exceptional service that makes customers feel looked after.

To see how the whole discipline fits together, read [what customer success is](https://www.finemediabw.com/blog/what-is-customer-success), which covers the function this role sits inside.

## How customer success management changes with company stage

![Three layers stacked from the bottom, early, growth and scale stage, held together by one title.](https://www.finemediabw.com/hs-fs/hubfs/Blog/Customer%20Success/Awareness/Customer%20Success%20Manager%20-%20What%20the%20Role%20Is%20and%20What%20It%20Does/cs03-csm-stage-layers-blog-1600x900.png?width=1600&height=900&name=cs03-csm-stage-layers-blog-1600x900.png)

The title stays the same while the work changes. Three stages show how customer success roles evolve.

### Early stage: one person does everything

In a young company the customer success manager is often a generalist. They onboard, support, renew and sell add-ons, usually with nothing more than a spreadsheet and a shared inbox. The advantage is closeness: the founder hears customer conversations directly through this person.

### Growth stage: specialization begins

As the customer base grows, the work splits. Onboarding moves to a dedicated specialist, a customer success associate handles smaller accounts, and managers focus on larger ones. [HubSpot notes](https://blog.hubspot.com/service/customer-success-manager) that high-touch managers may handle anywhere from one to 15 accounts, while scaled managers can handle hundreds at once.

This is when the customer success team needs structure, reporting and defined handoffs to sales.

### Scale stage: strategy and operations

In a larger company, a vice president or a chief customer officer leads the function, and [customer success operations](https://www.finemediabw.com/blog/customer-success-operations) builds the data and process that managers rely on. Managers become trusted advisors to strategic accounts, with a clear career growth path toward senior and leadership roles.

Operational efficiency becomes the focus, because a growing book of customers cannot be served by manual effort alone.

## What you gain when this is done properly

A well-defined role helps every team that touches the customer, because each one stops guessing who owns what.

### Sales gets warmer opportunities

Sales gains a clean handoff and a manager who knows which accounts are ready to grow. Expansion conversations start from proven value, so the sales team spends less time on cold introductions, and upselling strategies rest on what the customer already uses.

### Marketing gets real customer stories

Marketing gains access to happy customers for references and customer advocacy. Because the manager knows each account's goals and results, marketing teams can ask for the right story from the right person at the right time.

### Customer success gets a clear mandate

The customer success team gains a role it can be measured on. Instead of being judged on how busy it looks, it is judged on adoption, customer satisfaction, churn and renewal rate.

A better customer experience, and the customer lifecycle behind it, becomes something you can see in the numbers and not only in survey comments.

## Build the role on a connected foundation

A customer success manager holds a critical role, and it is only as effective as the data they can see. If usage, support history, contract dates and billing live in separate tools, the manager spends the week assembling context instead of helping customers.

Propello designs and builds connected go-to-market systems on HubSpot. If you are not sure who owns the post-sale journey, or what your managers can actually see, an audit is the place to start.

## Frequently asked questions

What is the role of a customer success manager?

A customer success manager guides customers after the sale so they adopt the product, reach their goals and renew. The role covers onboarding, adoption, account health, renewals and handing expansion opportunities to sales, while passing customer feedback to product teams.

What does CSM stand for, and is it the same as CRM?

CSM stands for customer success manager. CRM stands for customer relationship management, which is the system a manager uses to record accounts, notes and tasks. One is a person and the other is software, though the two work together every day.

What are the key skills of a customer success manager?

The core skills are relationship management, clear communication, active listening, problem solving, data fluency and prioritization. Business acumen matters more as customers get larger, because the manager must connect product value to the customer's own goals and explain it to executives.

Is customer success manager an entry-level role?

Usually not, though entry points exist. Many companies hire a customer success associate or specialist first, then promote to manager once the person has handled onboarding and renewals. Larger accounts typically go to people with deeper product and industry experience.

Will AI replace customer success managers?

AI can take over routine work such as summarizing usage, drafting follow-ups and flagging risk. It cannot replace trust built with a customer over time. Expect the role to shift toward judgment, strategy and conversations while software handles the repetitive tasks.
